一、投诉的产生
1、迎宾出言不逊,客人在门口没有人接待或坐下无人理会。
2、服务员说话不客气,出品时间太长。
3、对出品不满意,如出品的味道,食物有杂质、变质。
4、招呼疏忽、遗漏。
5、对价格方面的不满。
6、埋单等候得太久。
二、投诉的解决
1、牢记客人永远是对的,不要与客人发生争执。
2、耐心听取并接受客人投诉。
3、找出原因,立即采取措施,切勿延时。
4、如遇严重投诉,请立即知会上级或经理。
三、客人投诉处理分析提要
当接到客人投诉时,无论任何职级,都需要及时处理:
1、如非职权可解决,无论聆听客人的任何投诉,都要用纸笔记录下来,表示关心及重视,并立即上报上级处理,切调解决问题。
2、在交给上级处理时,要清楚客人为何投诉(把知道的情况上报上级主管),有什么要求?
3、在第二次接触客人前,处理投诉要清楚客人有什么问题,在自己处理的职权范围内拟定好解决方案。
4、再次接触客人前,不要在问客人:“有什么问题?”应保持冷静、诚恳,认同客人的态度,在重复一次所知的问题,征询客人是否如此,如有不明之处,以诚恳态度弄清楚问题。
5、在问题清楚后,立即想客人提供可行的建议和解决方案,处处显出关心及有诚意补救。
6、如客人情绪仍未平复,要尽量耐心聆听,在不抵触公司原则下,认同对方意见。
7、无论客人有无礼貌或有过激的行为时,身为服务人员不应有动怒、驳斥或嘲笑等行为,这样只会加深对方之反感,对解决问题无济于事。
8、若客人投诉内容不属自己职责范围,也不能拒绝客人或让其去另一部门投诉,应表明自身身份后听取客人意见,表示对客人投诉问题的重视,立刻找到有关方面负责人陈述投诉内容,并将介绍给客人,由负责人解决客人的投诉问题。
9、客人未必永远是对的,但也未必要揭穿客人错误,令其下不了台,这样可能令你获得一时之快,但最终损失的仍会是自己。
10、处理客人投诉的最终目的,是解决问题研究的对与错,除非客人的要求抵触公司之规则,或过分要求,如有可能的话,都应尽量满足客人。
11、在处理投诉中,要照顾对方之情绪,并且让客人知道问题正在处理中,使客人放心自己的投诉没有没遗忘。
