1.要先交涉:

投诉前先向经营者或生产者反映问题。因为大多数经销者和生产者还是愿为用户!!!着想的, 同时他们也不希望质量和服务方面总是闹得满城风雨, 影响声誉, 所以尽量采取就近解决的方式, 问题解决得快, 还不伤感情。

2.要动作快:

如果经过交涉得不到合理解决, 就应及时投诉, 切不可拖延, 时间拖得过长的投!!!诉, 不利于判断商品损坏程度和正常磨损的区别;拖延投诉, 可能会导致超过“三包”期, 使投诉人的利益受到一定的损失。

3.要实事求是:

投诉商品质量和不良服务一定要根据实际情况投诉, 切不可夸大事实, 也不该隐瞒自己在使用方面存在的不当, 否则就使用问题难以及时解决。

4.要合理合法:

从各月的投诉量可见,国美电器各月的平均投诉量为90宗,日均投诉量为3宗。从月投诉量趋势图来看,除4月份投诉量较小外,其他月份的投诉量相对较为均衡,没有较为异常的波动。

投诉的热点地区主要集中在广东、北京、上海、江苏和浙江等地,这五个地区的投诉量占总投诉量的56.52%,其中广东地区的投诉量最大,占比21.28%。

国美投诉的问题主要集中在:

1、多次配送的产品为问题产品;

2、送货安装不及时,售后多次失约导致客户投诉;

3、配送不及时导致家电价格大幅跳水,由此产生的纠纷处理不当;

4、退换货延迟,在厂家同意退换货的情况下,国美以各种托辞延迟处理;

5、“以旧换新”及“家电下乡”活动引发的一系列问题;

6、保管费收取纠纷;

7、广告宣传或促销活动等引发的争议;

8、“家安保”延保服务引发的纠纷和相关的售后问题。

以下是国美的几宗典型案例。

一、四次配送均为问题产品用户愤指国美良知何在

广州的曾女士在天河国美旗舰店购买了一款刨维47寸电视机,使用期间出现问题,创维鉴定人员上门确认,开出换机凭条,国美第一次送来是所谓新机,仔细辨认之后发现液晶屏不是原来的LG硬屏,不仅如此,在观看过程当中,不仅图像质量不好,而且还出现偏色,自动弹出菜单等问题,相比原来的机器更差。

第二次跟国美仂商后,国美解释由于该款机器降价的原因已经不再使用原来的硬屏,而是用次屏代替,但如果用户还想使用原来的硬屏,只有其他型号才有,但必须补差价。对于这样的解释,曾女士并不认可,继续交涉后,国美改称有同型号的硬屏机器,承潇尽快配送。由于国美前后不一,所以曾女士在第三次接收机器时多了个心眼,发现电视包装袋上有许多褶皱,再仔细检查发现外壳还有好几道刮痕,由于怀疑是样机,所以没有接收。

一而再,再而三的出现问题机,曾女士无奈再一次与国美进行交涉,国美最后承诺再次配送一台机器。等机器送到后,曾女士仔细检查外包装没有问题,但打开电视观看全白图片时,中问出现一个很大的黑点,因此再次拒绝签收。为此国美竟然说是因为曾女士看图片把电视看坏了,之后就再也没有音讯。

经过315Ts介入后,国美最终给曾女士做了退货处理,但尽管如此,四次配送四次均为问题产品给曾女士留下了极坏的印象。

二、不按合约送货屡屡承诺屡屡失约

杭州言女士的婆婆于10月8日在国美秋涛店购买了一台LG32寸液晶电视,因当时没有现货,国美承诺10月30日送货。后来由于25号要搬家想提前送货,于是言女士在10月16日电话询问国美销售人员,当时销售人员说有现货,答应可以在10月17日一早进货。但17曰下午国美也未能如约送货。

没等到货品的情况下,言女士请假直接赶到国美店铺,售货员告知是由于其下单是时候没货了,当时已经给言女士的婆婆打过电话,但其没有接到,听到这样的解释,言女士很不满,当天即让门店店长在销售单上写明“25号前必须送货”的字据。

本以为这样就万无一失,没承想25号国美给出的答复仍然是没货,需等到30号才行。

29号接到国美的送货、安装电话,谈妥30日早上送货,下午安装。30号言女士家人专门请假在家等到十一点半,安装公司打电话来询问时,货物仍然没能收到。无奈之下,言女士再一次拨通了国美的电话,没想到答复是5号送。在此之后,言女士在2号、3号天天都接到送货、安装电话,天天等,天天盼,可是天天落空。面对国美的屡屡失约,言女士十分气愤:“国美这么大的商家,难道连最起码的诚信也不懂吗?……管理相当混乱,门店工作人员根本不把消费者当回事……?”此事最后由315TS介入后,国美已经给用户送货,并表示了歉意。

类似言女士在国美碰到送货不及时还屡屡失约的情形的消费者不在少数,国美多次煞有其事的约定送货日期,但又屡屡失约,这难免给消费者留下欺骗的感觉,由此带来对国美售后的严重不满。

送货、安装不及时在家电的配送过程当中属于较为普遍现象,这一方面是由于经销商或者厂家人手配置不足,另一方面也有经销商或厂家之间存在矛盾产生。但无论何种隋况,最终利益受损的都是处于弱势的消费者。基于此,要改变送货、安装不及时现象多发的现状,必须要引起经销商与厂家的高度重视,切实为消费者着想,无论是售前还是售后都把消费者当成“上帝”。

三、家电价格大幅跳水消费者要求兑现补差遭拒

北京西城区的邹先生在国美公主坟店看中了—款夏普液晶电视和三台美的变频空调,由于当天是该店重装开业,促销人员告知折扣力度很大。原价为8999元的夏普电视可以优惠700元,加之可以旧换新享受国家补贴400元,相当于总共优惠了11D0元。由于当时离十一很近了,邹先生特意咨询了售货员国庆期间是否会有其他的促销活动,销售人员信誓旦旦地保证没有,如果有的话则可以补差价。

国庆前夕,邹先生查看广告得知,自己购买的电视机和空V目均已降价,分别比自己购买时低了1400元和1000元。随即联系国美促销员,其表示不能退差价,退机的要求也以超过19天的退机期被拒,没想到相隔仅20天,前后态度却天壤之别。而此时邹先生购买的电视机虽然已经送到家,但包装箱都还未打开,空调则还没有提货,在国美的仓库。

面对国美如此前后不一,邹先生非常不满,认为国美有欺骗消费者的嫌疑。

接到投诉后,国美仍然表示该情况不符合国美的诚久保障服务的价格保障和退换货保障,没褂满足顾客的要求。

部分商场促销员为了提高销售业绩,经常会给消费者开出一些空头承诺,由于这些承诺并没有有效性,所以到头来往往是消费者为其买单。

四、厂家同意退换货国美无故拖延

郑州的李小姐家由于其新购买的新飞冰箱噪音大的问题,厂家已经给其做了退货处理,但等其去国美退货时,国美却一直以正在走手续为名推脱解决。为此事,李小姐奔波数天,找到数个部门,但前后半个月仍然没有得到很好解决,不满之下再次寻求315TS的帮助。

在315TS的协助下,国美最终给李小姐做了退货处理。

广东东莞的刘先生在国美换货过程当中也遭遇到了类似拖延问题,其购买的佳能相机经广州检测中心检测确定是机器本身有质量问题,同意更换新机。但此后国美却一而再、再而三地拖延更换时间,最后通过向315TS投诉后,国美才最终给出更换新机的处理方案。

五、“家电下乡”及“以旧换新”纠纷不断

此类问题多集中在永乐电器,福建高先生反馈当初在购机时,商家承诺十天内有专人上门回收旧机,以享受以旧换新政府补贴。但事隔两个月也未见商家工作人员前来处理,电活咨询后,永乐电

器表示如果要想拿到补贴则必须自己送旧机器过去。

高先生觉得这难以接受,于是在315TS上投诉了永乐的此种行为,经过315TS的介入,国美积极跟进,对高先生表示了歉意,也将旧商品拉走。

北京的岑小姐在享受以旧换新政策补贴时,也经历了如此待遇。她在投诉中反馈永乐没有支付每台旧家电10-50元的回收补贴费用,而且涉及面非常广。此事经315TS反馈给国美后,国美已经补给顾客回收费用。

家电下乡、以旧换新作为国家的惠民政策一直受到广大消费者的好评,同时也正是由于家电下乡、以旧换新等一系列政策的出台,使得遭受2008年经济金融危机打击的家电行业重沐春风,而无论是经销商和是厂家都只有把各项政策真正地落到实处,才能更好地惠及大众,对企业来说也是一种推动。

六、无端索取保管费用用户不满

2009年10月4日,王小姐分别在贵阳国美电器的两个分店购买了一条格力空调和帅康油烟机、煤气站、消毒柜,购机时,已向销售员详细说明由于房子未交房,送货时间定在第二年的二月份左右,当时售后也满口答应说没有问题,而目也不会有额外费用。结果在11月下旬和12月10日两次电话通知送空调,并告知如果超过2个月则须收取按5月,天收取保管费用。而这种做法与当初国美的承诺极不相符,王小姐—怒之下在315TS上提交了投诉。

无独有偶,天津许先生的遭遇与王小姐大同小异,同样是未交房的情况下提前购买了部分家电,购买时售货员承诺不会产生额外费用,但仅在—个多月后就收到了国美要收取保管费用的短信提醒。不同的是,许先生及时联系了所购品牌的厂家,厂家均表示不会产生保管费用,然而国美却再次发来了提醒短信。无法认同的情况下,许先生也在315TS上投诉了国美。

虽然经过315TS的介入后,国美已经联系顾客,解释了保管费用收取情况,用户也表示了满意,但国美这种前后不一致的做法,确实也让许多用户产生不少微词。

七、以广告出错为由拒绝出售宣传产品

蔡先生在看了国美23周年(广州)发布的索爱W715手机仅售899元的广告,不由动心了,满心欢喜地前往购买时,国美却仅以广告写错为由拒绝销售。过程几经曲折,并多次与国美交涉,仍然没能得到很好解决。

无奈之下,蔡先生只好求助315TS,在315TS的与国美的协商跟进下,国美最终与蔡先生达成一致,以1000元的价格销售一台索爱该型号的手机。虽然问题得到了解决,但蔡先生表示他对此并不是十分满意,本来广告打出的是—个价,但当消费者提出要购买后却有推翻广告所宣传的内容,有欺骗消费者的嫌疑。八、国美“家安保”延保几成空话

张先生在2008年1月份在国美某店购买了一款手机,同时购买了国美的“家安保”延保业务,由国美延保—年。但在使用过程中,手机三度出现触摸屏不工作的问题,前两次都是由国美联系厂家更换屏幕解决,第三次在厂家做了软件升级后不久便又出现了同样的问题,于是张先生联系国美要求能够兑现“家安保”承诺:“使用过程已发生过是三次(无需同一故障)维修记录,第四次出现故障时,请持前三次维修记录单,在‘家安保’保修期内国美将为用户提供免费换新机的服务。”而国美却没有按照此份协议解决,而是再次把手机送往厂家,并说由厂家来决定如何解决。

面对国美的不践承诺,张先生对国美的“家安保”产生了质疑,认为国美有推、拖、拉的嫌疑。此事虽然在315TS的介入下,国美为其换货,但整个过程中的曲折还是让张先生产生了诸多不快,本来多支付费用购买延保业务,是为更好享受服务,以为会更省心,却不曾想延保差点成了空话。
